[A] Scope of Service:
1) Be a company based in the United States with primary customer service agents working in the state of Georgia.
2) Operate, during the business hours of 8am – 5pm ET, a front-end call center which responds to customer calls.
3) Assist callers with individual or program related questions.
4) Transfer callers to the Department for further assistance in accordance with the Department’s instructions.
5) Provide system generated reports showing performance items and other metrics including but not limited to - number of calls (by day, week, etc), frequency of calls, time per call, length of calls, dropped calls, calls offered but not answered, calls transferred to the Department.
6) Answer all calls within ten (10) minutes with callers being provided wait time updates if wait times exceed thresholds determined by the Department.
7) Provide service to non-English speaking callers with the same level of service provided to English speaking callers.
8) Provide functionality to digitally record calls for training, quality of service and other purposes.
9) Provide a call tracking system to log and record specified information about calls including but not limited to the purpose of the calls.
[B] Work Performance:
Performance of the work will be offsite; Contractor needs to carry work on their office premises.
